Customer Journey

Customer Journey

Short and sweet:

Customer Journey

The complete experience a person has with a brand, from first becoming aware of it to making a purchase and beyond.

A way to understand how each interaction influences trust, decisions, and loyalty.

Detailed Definition of Customer Journey:

The customer journey extends beyond the buyer’s journey to include everything that happens after the purchase itself, covering onboarding, ongoing support, renewal, and even the point where a customer eventually churns or becomes a repeat buyer. Because it spans this entire relationship rather than stopping at the sale, mapping it typically involves teams well beyond marketing, including product, support, and success functions that shape the post-purchase experience directly. A business that only pays attention to the pre-purchase portion of this journey often finds strong acquisition numbers undermined by poor retention once customers experience what happens after they buy.

Examples of Customer Journey:

A Sephora customer’s journey might start with an Instagram ad, move through browsing in the app, continue with an in-store purchase, and extend into follow-up emails asking for a product review weeks later.

Apple designs this entire experience deliberately, from the moment someone walks into a store, through the unboxing experience at home, to the tech support calls that might come months down the line.

Mapping this same path for a subscription box company revealed that most cancellations happened right after the third shipment, prompting the team to add a personal check-in email at that exact point.
